A Complaint is a Gift
A Complaint is a Gift, co-authored by
Janelle Barlow and Claus Moller, offers a radical shift in perception for those of us open to receive it.

By turning what many people view as a nuisance into an opportunity to connect with the often elusive customer, complaints go through a form of alchemy; each one potentially turning into a gold nugget, literally.

Here are a few of the insights presented by Barlow and Moller:

  • Responsive companies create opportunities for complaints.
  • Complaints define what customers want.
  • Appropriately handled, complaints cultivate customer loyalty.

One cited example of an organization turning complaints into opportunities is Motorola. The organization holds monthly, all-day meetings to review technical action requests (TAR’s). Customers are encouraged to attend these meetings and “lay it on” without hesitation. Motorola utilizes the feedback for continuous quality improvement. Not coincidentally, Motorola was one first winners of the Malcolm Baldrige National Quality Award.

A Complaint is a Gift offers a six-step formula for personal complaints:

  1. Thank the person for the feedback.
  2. If you have made a mistake, admit it.
  3. Apologize, if appropriate.
  4. Promise to do something about it, and then do it.
  5. Take steps to improve.
  6. Enlist the other person’s help to monitor your progress.

Steps one through five seem highly appropriate for any organization or individual, as the book suggests, to respond to a complaint or criticism. Step six would only apply in certain situations.

Overall, the book is a breath of fresh air. The word complaint may well be substituted for communication. What better way to stay connected with customers than through ongoing communication? When you look at it that way, a complaint truly is a gift.
